What is Intercom?
Intercom, also operating under its corporate identity Fin, is a customer service platform that combines a helpdesk system with an integrated artificial intelligence agent named Fin. Founded in 2011, the platform connects human support staff and automated agents within a unified system that shares identical conversation records, inbox views, and centralized knowledge resources. Fin relies on a purpose-built artificial intelligence model, Apex 1.0, designed to handle workflows across customer support, inbound sales, and e-commerce. The platform features a configurable, shared inbox designed to aggregate incoming inquiries across live chat, email, SMS, WhatsApp, Facebook, native phone calls, video calls, and screen sharing. Inside the inbox workspace, human agents receive assistance from Copilot, an internal artificial intelligence assistant that retrieves context from conversation history, internal guides, and external documentation. For non-instant or complex inquiries, Intercom provides a ticketing system connected directly to live conversation threads. Issues can be converted into Customer Tickets to track resolution progress and update users via email or the Messenger. Back-office Tickets allow internal teams to collaborate using private notes without losing customer context, while Tracker Tickets allow staff to manage widespread technical incidents affecting multiple customer accounts simultaneously. Workload allocation, SLA targets, assignment logic, and phone call routing are managed using a visual workflow builder.
Self-service automation is handled by the Fin AI Agent, which administrators train using existing documentation, internal policies, and operational rules. To test accuracy prior to public deployment, administrators can execute AI-driven Simulations to run fully simulated end-to-end customer interactions against complex multi-step rules. Built-in analytics, real-time dashboards, and AI Suggestions highlight missing knowledge topics, enabling teams to retrain Fin and refine customer service operations continuously.
Intercom connects to external software using pre-built applications, public application programming interfaces, Data Connectors, OAuth providers, and Model Context Protocol. Third-party customer data is displayed in a customizable right-hand sidebar within the inbox, giving human representatives context during conversations while enabling automated agents to execute backend actions in connected external tools.
